Abstract

The primary objective of this study is to investigate the effects of service recoveryon customer satisfaction. Specifically, it examines the perception of ”justice” in ser-vice recovery and how it affects the level of satisfaction and behavioral outcomes.In addition, the study also explores whether the ”recovery paradox” exitsts. Datawere collected through a survey using a structured questionnaire. The 152 respon-dents were analyzed according to whether they did or did not make a complaint tothe service providers. The findings showed that the complainants’ level satisfactionwith service recovery was not significantly yet affected by perceived justice. Thebehavioral outcomes of the complainants in terms of trust, word-of-mouth (WOM)and loyalty were not either found to be affected by their satisfaction with the servicerecovery. T-test indicated that respondents who were initially satisfied with the ser-vice did not expressed greater trust, loyalty, and positive WOM compared with thesatisfied complainants.Keywords: customer satisfaction, service recovery, and complaint

Abstract

The concept of good governance is one of the current paradigm of development inpublic sector that enables to overcome development problems and enables to motivatethe acceleration in achieving the objectives more quickly. This matter particularlyrefers to the rise of development challenges, which must be faced by the state and itsgovernment. It relates to internal demands in terms of the fulfillment of society needs,service improvement, problems handling and solving, and also global challenge interms of the increase of competitive ability.The above-mentioned concept implies that there is a shift of paradigm and con-cept in the state role to fulfill the needs and service to the society from the welfarestate, which gives greater role to the state in fulfilling all the main needs to its citizensthat is burdening and stressing as it creates inefficiency and uneconomical.The concept of good governance implies paradigm that government matters,especially in fulfilling public needs, must be handled together with other domains oflife beside government, namely: domain of entrepreneurs and domain of society.In terms of manpower sector in Indonesia, the concept of good governance hasbeen stipulated as the policy in various matters, such as in expanding employmentand job opportunities, in improving the quality of manpower, in industrial relationsphenomena, and in protecting manpower.This matter is conceptually influenced by the failure in determining the devel-opment choices, particularly the model choices in implementing state administrationin terms of economic, technology and politic. Therefore, development model thatis oriented to human resource is considered to be the most appropriate model inimplementing the concept and the policy of good governance.Keywords: good governance, public services, welfare state

Abstract

Viral marketing is an extremely powerful and effective form of internet marketing. Itis a new form of word-of-mouth through internet. In viral marketing, someone passeson a marketing message to someone else and so on. Viral marketing proposes thatmessages can be rapidly disseminated from consumer to consumer leading to largescale market acceptance. The analogy of a virus is used to described the exponentialdiffusion of information in an electronic environment and should not be confusedwith the negative connotation of a virus that is often associated with malicious dis-ruptive software programs. The viral spread of information can be compared to theanalogy of a sneeze, which typically releases approximately 2 million particles. Abstract

Being a pioneer for the sharia bank in Indonesia, Bank Muamalat Indonesia shouldprovide service excellence with increasing brand equity to gain more consumer andto make consumer choosing Bank Muamalat Indonesia.The objectives of this research are to know respondent assessment on brand eq-uity and customer purchase decision process at Bank Muamalat Indonesia BandungBranch and to know the influence of brand equity towards the customer’s decisionmaking process.This research used descriptive survey and explanatory survey method. The re-search population were customer Bank Muamalat Indonesia - Bandung Branch . Thedata were collected by observation technique, interview and questionnaire which un-derwent validity and reliability test. The data analyzed by qualitative analysis uses thecategory determination in the term percentage for each sub variable and for statisticalanalysis uses the Structural Equation Modeling.The results of this research indicate that brand equity of Bank Muamalat In-donesia was high category and also for the customer’s purchase decision makingprocess at Bank Muamalat Indonesia- Bandung Branch was high category too. Brandequity have highest effect on decision making process of customer to purchase, thatmeans the brand equity have better condition can make higher in customer’s purchasedecision making process.Keywords: : brand equity, customer purchase decision making process
