Abstract

Indonesia has become one of the largest online transportation markets, with Grab facing increasingly intense competition from platforms such as Gojek and Maxim. Along with the rapid growth of service usage, customer complaints related to driver behavior, fare discrepancies, and service inconsistency have also increased, making effective complaint handling a critical factor in maintaining customer loyalty. Therefore, this study aims to examine the effect of complaint handling on customer loyalty, with customer satisfaction as a mediating variable and customer characteristics as moderating variables. This research employed a quantitative approach using purposive sampling of 150 Grab users in Indonesia who had experienced service-related complaints within the past 6–12 months. Data were collected through a structured questionnaire and analyzed using Structural Equation Modeling–Partial Least Squares (SEM-PLS) with SmartPLS 4. The findings indicate that complaint handling has a positive and significant effect on customer satisfaction and customer loyalty. Customer satisfaction significantly mediates the relationship between complaint handling and loyalty, while customer characteristics, particularly age, education, and income, significantly moderate the relationship between satisfaction and loyalty. These findings highlight the strategic role of complaint handling in strengthening long-term customer loyalty in the online transportation industry.

Abstract

This study used quantitative research design to examine how factors such as brand trust, perceived quality, social media, considered together, affect the purchase decision and customer satisfaction of consumers of exclusive Instagram content. Data from 110 respondents who were selected via purposive sampling were analyzed using Partial Least Squares–Structural Equation Modeling (PLS-SEM). According to the analysis, social media is an influential factor for making purchases, and satisfaction is enhanced. The impact of perceived quality was noted to positively impact customer satisfaction, but perceived quality was not statistically significant in determining purchasing decisions. Meanwhile, brand trust was found to interact negligibly with purchase decisions and customer satisfaction. Additionally, purchase decisions significantly contribute to customer satisfaction, highlighting their mediating role. In the context of Instagram-exclusive digital content, consumers increasingly view the quality of engagement, the user experience implied through the content, and the perceived value as more important than the brand itself.   Keywords: brand trust; perceived quality; social media; purchase decision; customer satisfaction

Abstract

This study aims to analyze the impact of job insecurity and person-job fit on employee performance, with job satisfaction as a mediating variable, among honorary employees at the Regional Secretariat of East Kalimantan Province. Using a quantitative approach, data were collected through questionnaires distributed to 281 employees and analyzed with Partial Least Squares (PLS) and Structural Equation Modeling (SEM). The findings indicate that job insecurity negatively affects both job satisfaction and performance, while person-job fit positively influences both. Additionally, job satisfaction significantly enhances employee performance and mediates the effects of both job insecurity and person-job fit on performance. These results highlight the importance of a secure work environment and task alignment with employee capabilities. Organizations are encouraged to use this research to evaluate and improve performance by focusing on strategies that reduce insecurity and enhance job satisfaction through better person-job alignment.

Abstract

This study investigates the combined influence of five brand dimensions Transcendent Brand Meaning (TBM), Perceived Brand Authenticity (PBA), Moral Brand Consistency (MBC), Emotional Brand Synchronicity (EBS), and Communal Brand Identification (CBI) on Brand Loyalty (BL), employing a concurrent triangulation mixed-methods design. Drawing on 200 valid consumer responses collected through structured surveys and semi-structured interviews, quantitative data were analyzed via SPSS 26.0 using validity, reliability, normality, correlation, regression, F-test, t-test, PCA, ANOVA, and Chi-Square procedures, while qualitative insights were integrated to triangulate findings. Results revealed that the model was statistically significant (F = 89.247, p < 0.001), explaining 69.3% of variance in brand loyalty. Perceived Brand Authenticity (β = 0.318, p < 0.001) and Emotional Brand Synchronicity (β = 0.284, p < 0.001) emerged as the strongest predictors, followed by Communal Brand Identification (β = 0.207, p < 0.01), Moral Brand Consistency (β = 0.152, p < 0.05), and Transcendent Brand Meaning (β = 0.129, p < 0.05). All hypotheses were supported. Qualitative themes reinforced that consumers seek brands that align with personal values, demonstrate consistent moral conduct, and foster emotional and communal bonds. The study contributes an integrated framework linking symbolic, ethical, emotional, and social brand attributes to loyalty, addressing critical gaps in the branding literature by examining these five constructs simultaneously through a mixed-methods lens.
